You can't improve what you don't measure. Knowing the core customer service metrics — and how to balance them — makes you far more effective and is a frequent interview topic.
Satisfaction & loyalty metrics
- CSAT (Customer Satisfaction) — "How satisfied were you?" (e.g. 1–5). Measures satisfaction with a specific interaction. Quick and specific.
- NPS (Net Promoter Score) — "How likely are you to recommend us?" (0–10). Measures overall loyalty; scored as % Promoters (9–10) minus % Detractors (0–6). A relationship-level metric.
- CES (Customer Effort Score) — "How easy was it to get your issue resolved?" Low effort predicts loyalty better than delight — a powerful, action-focused metric.
Efficiency & operational metrics
- FCR (First Contact Resolution) — % of issues solved on the first contact. High FCR = happier customers and lower cost; one of the most important balanced metrics.
- AHT (Average Handle Time) — average time per contact. Useful for staffing, but dangerous as a target on its own — rushing customers to cut AHT wrecks CSAT and FCR.
- Response & resolution time — how fast you reply and resolve.
- Abandonment rate / wait time — how many give up waiting.
SLAs — the promise
A Service Level Agreement (SLA) is a commitment to respond/resolve within a set time (e.g. "respond within 4 hours, resolve within 2 days"), often tiered by priority. Meeting SLAs is a core part of service and service-desk roles.
Balancing speed and quality
The classic trap is optimising one metric. Push AHT down and quality falls; push quality with no efficiency and costs soar. Great teams watch a balanced set — CSAT/CES for quality, FCR for effectiveness, AHT/SLA for efficiency — so improving one doesn't quietly damage another.
Metrics drive improvement
Use metrics to find patterns: low FCR on a topic points to a knowledge gap or process fault; falling CSAT on a channel signals a problem to investigate. Metrics are a tool for improvement, not just a scoreboard.
